Contact center outsourcing scorecard: 12 questions for a 2026 buyer
Most provider pitches now mention AI. What decides whether outsourcing works is less visible: how conversations move between automation and people, how good the knowledge base is, how quality is checked, how data is protected and how the program is steered. This scorecard turns those topics into 12 questions, each with the evidence you should ask any provider to show.
2026 context
These figures describe the survey respondents only. They do not describe BPO Contact, its clients or its performance.
How to use the scorecard
- Weight each question from 0 (not relevant) to 3 (critical) according to your own need, before you meet any provider.
- For each provider, score the answer 0 (no evidence), 1 (described but not shown) or 2 (evidence shown). Multiply by the weight.
- Only count what you have seen: a document, a demo on your scenarios, a sample report or a named process owner.
- Ask the shortlisted provider for a pilot with written acceptance criteria: scope, duration, volumes, quality checks, reporting and the conditions for going live or stopping.
1. Need, volumes, channels and languages
- Q1. How will you size the team from our volumes, peaks and opening hours? Evidence to request: A written staffing assumption built from your own volume data, showing seats, schedules and how peaks are covered.
- Q2. Which channels will you run, and how is each one staffed and measured? Evidence to request: A channel-by-channel description: phone, email, chat or messaging, with routing rules and the indicators reported for each.
- Q3. How do you qualify agents in each language we need? Evidence to request: The language assessment method, a sample assessment and how results are recorded per agent.
2. Handoffs and exceptions
- Q4. When automation is used, how does a conversation pass to a person? Evidence to request: A live or recorded demo on your scenarios showing what the agent receives at handoff: history, intent and data already collected.
- Q5. How are exceptions and escalations handled between your team and ours? Evidence to request: A written escalation matrix with triggers, owners, channels and response expectations agreed with you.
- Q6. Who maintains the knowledge base, and how are changes approved? Evidence to request: The update workflow, a change log sample and who signs off content before agents or automation use it.
3. Quality and measurement
- Q7. How are interactions evaluated, and who calibrates the scoring? Evidence to request: The evaluation form, sampling rules and a calibration session format involving your team.
- Q8. Which indicators will we receive, how often, and from which source? Evidence to request: A sample report with definitions for each indicator and the system it is extracted from.
- Q9. How are coaching and corrective actions tracked? Evidence to request: A sample action log linking quality findings to coaching, with dates and follow-up.
4. Data, integration and governance
- Q10. Which of our systems will your agents and tools access, and how? Evidence to request: An integration and access plan: systems, accounts, permissions, and who provides each tool or licence.
- Q11. How is personal data protected, and which documents support it? Evidence to request: The documents you can review yourself: data processing terms, security policies, access controls and any certificate with its scope and validity, checked at the source.
- Q12. How is the program governed after launch? Evidence to request: A governance calendar: review meetings, participants, decision rights and how scope or staffing changes are agreed in writing.
